That question sat at the centre of discussions during the latest GDS CX Innovation Summit, where senior executives explored how customer experience transformation is evolving beyond implementation and towards measurable business impact. While AI remains a strategic priority across the enterprise, the focus is increasingly on ensuring every investment improves customer outcomes, strengthens relationships and delivers value at scale.

Customer Journey Mapping Still Holds the Key

Despite rapid advances in AI, many organisations continue to struggle with fragmented customer journeys, disconnected data and inconsistent experiences.

Leaders highlighted customer journey mapping as one of the biggest barriers to delivering seamless engagement, reinforcing that successful transformation depends on more than introducing new technology. It requires connected systems, reliable information and alignment across teams to ensure customers receive consistent experiences wherever they interact with the organisation.

AI Should Strengthen Human Connections

The conversation also explored the growing role of conversational AI, intelligent assistants and automation in improving responsiveness while reducing operational complexity.

Yet the consensus was clear: AI delivers the greatest value when it supports people rather than replaces them. Building trust means involving stakeholders across the business, maintaining transparency and ensuring technology enhances the moments that matter most to customers.
